CRM and call-tracking integration guide

Call integrations should connect source, caller, recording, intent, employee handling, appointment and sales or service outcome.

Call tracking connects a phone call to a source and, ideally, to a person and an outcome. The CRM is where that story should end. A good connection records which ad or page produced the call, who called, who answered, what was agreed and whether an appointment or sale followed.

CRM and call-tracking integration guide

Begin with the caller. Find out how the system ties a call to a customer record.

Matching by phone number works when the number is known. For a new caller, it should create a record with the source attached.

Ask how it avoids duplicates when someone calls from a second number.

What to check before you decide

Look at the source. Dynamic number insertion shows each visitor a different number according to the campaign or page.

Get an answer on how many numbers you need, how the numbers are kept from showing in search results incorrectly, and what happens to calls on a number from an old campaign. Wrong numbers on listings are a common cause of missing data.

Check the handling data: the employee who answered, the time to answer, the length of the call and whether it was missed. Find out whether the recording and transcript are stored with the customer, who can hear them, and how long they are kept. Recording consent rules vary by state, and about eleven states require every party to agree.

Ask what reaches the CRM and when. An appointment set on a call should create an appointment.

A missed call should create a task for a callback within minutes. Test it with five real calls of each kind.

Finally, close the loop to sales. Check how a sold deal or a repair order is matched back to the call so you can report cost per sale from phone leads, and what the match rate is.

Compare the call counts in the tracking tool with the call counts in the phone system for the same week, and chase any difference, because missing calls usually trace to a number that is not on the tracked list or a forwarding rule that bypasses the tracking line, and both are cheap to fix once found.
